PurposeThis paper aims to develop and apply a service design method that allows for stronger recognition and integration of human activities into the front-end stages of the service design process.Design/methodology/approachFollowing a discussion of different service design perspectives and activity theory, the paper develops a method called activity-set mapping (ActS). ActS is applied to an exploratory service design project to demonstrate its use.FindingsThree broad perspectives on service design are suggested: (1) the dyadic interaction, (2) the systemic interaction and (3) the customer activity perspectives. The ActS method draws on the latter perspective and focuses on the study of human activity sets. The application of ActS shows that the method can help identify and visualize sets of activities.Research limitations/implicationsThe ActS method opens new avenues for service design by zooming in on the micro level and capturing the set of activities linked to a desired goal achievement. However, the method is limited to activities reported by research participants and may exclude unconscious activities. Further research is needed to validate and refine the method.Practical implicationsThe ActS method will help service designers explore activities in which humans engage to achieve a desired goal/end state.Originality/valueThe concept of “human activity set” is new to service research and opens analytical opportunities for service design. The ActS method contributes a visualization tool for identifying activity sets and uncovering the benefits, sacrifices and frequency of activities.

PurposeInnovative restaurant service designs impart food wellbeing to diners. This research comprehends customer aspirations and concerns in a restaurant-dining experience to develop a service design that enhances the dining experience using the design thinking approach and evaluates its efficiency using the Taguchi method of robust design.Design/methodology/approachThe sequential incidence technique defines diners' needs, which, followed by brainstorming sessions, helped create multiple service designs with important attributes. Prototype narration, as a scenario, acted as the stimulus for evaluators to respond to the WHO-5 wellbeing index scale. Scenario-based Taguchi experiment with nine foodservice attributes in two levels and the wellbeing score as the response variable helped identify levels of critical factors that develop better FWB.FindingsThe study identified the best combination of factors and their preferred levels to maximize FWB in a restaurant. Food serving hygiene, followed by information about cuisine specification, and food movement in the restaurant, were important to FWB. The experiment revealed that hygiene perceptions are critical to FWB, and service designs have a significant role in it. Consumers prefer detailed information about the ingredients and recipe of the food they eat; being confident that there will be no unacceptable ingredients added to the food inspires their FWB.Research limitations/implicationsTheoretically, this study contributes to the growing body of literature on design thinking and transformative service research, especially in the food industry.Practical implicationsThis paper details a simple method to identify and evaluate important factors that optimize FWB in a restaurant. The proposed methodology will help service designers and technology experts devise settings that consider customer priorities and contribute to their experience.Originality/valueThis study helps to understand the application of design thinking and the Taguchi approach for creating robust service designs that optimize FWB.

Purpose With the growing importance of services in the overall economy, it is surprising that the notion of service firms investing in systematic and dedicated innovation activities has taken so long to materialize. This is now set to change as service firms undertake the kind of research, design and development disciplines which for more than a century have been mainstays of modern manufacturing. Design/methodology/approach S&L interviews the well-known former editor of Harvard Business Review Thomas A. Stewart and his co-author, former BloombergBusinessweek.com editor Patricia O’Connell, in their latest book, Woo, Wow and Win: Service Design, Strategy and the Art of Customer Delight (Harper Business, 2016). They believe we are on the cusp of a “design revolution” in services. Findings The central thesis of their book is that services “should be designed with as much care as products are” and they include service “delivery” in that premise. Practical implications Service design principles offer powerful new ways to address the three basic strategy questions: What do we sell? To whom? And how do we win? Originality/value Service design helps you understand how to configure a set of activities, behaviors and touchpoints–a journey–that allows you to serve that customer well.

PurposeThis paper analyzes how public servants who work with young people discursively cope with competing demands on their agency, defined as their orientation toward and capabilities to influence their clients. Previous studies revealed how public servants treat their clients when facing competing demands but paid less attention to how public servants define their agency.Design/methodology/approachMicro-level discourse analysis is applied to analyze how public servants represent their agency in client relationships, drawing on interviews with nine individuals in a Finnish city who work with young people lacking jobs or school placements.FindingsInstead of describing their agency coherently, the interviewees applied several discourses to represent their agency differently in relation to different demands. This ability to navigate contradictory discourses is discussed as reflexive discursive coping strategy, which enables public servants to maintain a positive image of their agency despite tensions at work.Research limitations/implicationsAlthough the method does not allow direct generalizations, it reveals discursive strategies likely to be found in many contemporary public organizations.Practical implicationsThe study indicates a need to better acknowledge and nurture the multifaceted nature of agency to improve service quality.Originality/valueThe findings deepen the view on tensions in public servants' work and show that diverse discourses not only create anxiety but also help individuals dealing with contradictory work.

Purpose – The purpose of this paper is to generate information about the contours of police responsiveness, focussing on how quickly and precisely police make firearm arrests after a shooting incident. Design/methodology/approach – Using a modified version of the Knox close pair method, a spatio-temporal clustering technique, over 11,000 shooting incidents and firearm arrests between 2004 and 2007 in Philadelphia, PA were analyzed. Findings – Police are responding quickly and in a geographically targeted fashion to shootings. Across Philadelphia elevated patterns of firearm arrests were approximately two and a half times greater than would be expected if shootings and firearm arrests lacked a spatio-temporal association. Greater than expected patterns of firearm arrests persisted for roughly one-fourth of a mile and for about one week from the shooting incident but the strength of these associations waned over space and time. The pattern of police response varied slightly across different police divisions. Research limitations/implications – The current method uncovered spatio-temporal patterning and determined when these patterns were significantly different from what would be expected if the events were completely independent. Specific events and processes surrounding each event are not known. Practical implications – Findings can help inform the knowledge about police behavior in terms of how police produce arrests. Originality/value – The patterns observed here provide more micro-level detail than has been revealed in previous studies regarding police responsiveness to firearm violence while also introducing a more integrated spatially and temporally specific framework.

PurposeThis study aims to theorise and empirically investigate how vulnerable users suffering from cognitive impairments can be involved in service design.Design/methodology/approachThe data were collected through an ongoing field study following the processes of designing new forms of dementia care. The data consist of document studies, observations and interviews with actors involved in the service design process.FindingsThe findings demonstrate how the involvement of vulnerable users with cognitive impairment in service design requires the ability to manoeuvre users' “fractured reflexivity”. The design process was found to be constrained and enabled by three interrelated features: cognitive aspects, social aspects and representativeness.Practical implicationsThis paper provides insight into concrete ways of involving vulnerable user groups in service design. The introduced concept – fractured reflexivity – may create awareness of how the involvement of users with cognitive impairment can be difficult but is also valuable, providing a means to rethink what may enable involvement and how to manage the constraints.Originality/valueAlthough design processes rely on reflexivity, there is limited research addressing how reflexivity capacity differs among actors. The authors contribute by exploring how fractured reflexivity may aid the analysis and understandings of intertwined issues related to the involvement of users with cognitive impairment. Therefore, this study initiates research on how service design entails enactments of different modes of reflexivity. The paper concludes with directions for future research avenues on service design and reflexivity modes.

PurposeAlthough emotions are relevant for conflicted interactions, the role of emotions in organizational conflicts has remained understudied. The purpose of this paper is to contribute to this by looking at the role of nonverbal affective elements in conversations.Design/methodology/approachBringing together organizational “becoming” and embodiment approaches, the study focused on a conflict which emerged during a multi-actor consulting conversation. The episode in question was analyzed via a detailed, micro-level discursive method which focused specifically on the participants’ use of prosodic and nonverbal behaviors.FindingsChanges in prosody were found to have an important role in how the conflict between a consultant and an employee client emerged and was handled. Nonverbal and prosodic means had a central role in creating legitimate space for the employees’ feelings: they helped to validate the feelings and thus led the interlocutors to act in a more constructive manner in their handling of the conflicted situation.Research limitations/implicationsFindings are based on a single case study. Multi-modal analysis proved effective in capturing the relevant interactions in a comprehensive manner.Practical implicationsConversational “traps” may be observed by becoming alert to interactional patterns involving repeated chains of actions. A nonverbal response, validating the interlocutor as someone who is entitled to her/his feelings, can be sufficient in providing emotional help in consultancy.Social implicationsNonverbal elements of interactions are important in handling delicate issues in conflicts.Originality/valueTo the authors’ knowledge, no previous organizational research has provided a detailed description of a conflicted interaction “as it happened” between clients and a consultant.

Purpose Organizations (data gatherers in the context) drown in data while at the same time seeking managerially relevant insights. Academics (data hunters) have to deal with decreasing respondent participation and escalating costs of data collection while at the same time seeking to increase the managerial relevance of their research. The purpose of this paper is to provide a framework on how, managers and academics can collaborate better to leverage each other’s resources. Design/methodology/approach This research synthesizes the academic and the managerial literature on the realities and priorities of practitioners and academics with regard to data. Based on the literature, reflections from the world’s leading service research centers, and the authors’ own experiences, the authors develop recommendations on how to collaborate in research. Findings Four dimensions of different data realities and priorities were identified: research problem, research resources, research process and research outcome. In total, 26 recommendations are presented that aim to equip academics to leverage the potential of corporate data for research purposes and to help managers to leverage research results for their business. Research limitations/implications This paper argues that both practitioners and academics have a lot to gain from collaborating by exchanging corporate data for scientific approaches and insights. However, the gap between different realities and priorities needs to be bridged when doing so. The paper first identifies data realities and priorities and then develops recommendations on how to best collaborate given these differences. Practical implications This research has the potential to contribute to managerial practice by informing academics on how to better collaborate with the managerial world and thereby facilitate collaboration and the dissemination of academic research for the benefit of both parties. Originality/value Whereas the previous literature has primarily examined practitioner–academic collaboration in general, this study is the first to focus specifically on the aspects related to sharing corporate data and to elaborate on academic and corporate objectives with regard to data and insights.

Purpose This paper aims to define the term “socially unacceptable services” and call for novel research in these under-researched service industries. Design/methodology/approach Personal reflections. Findings Service offerings exist that, despite their ability to create value for customers, clients or partners, many in society at large deem to be offensive, inappropriate or harmful for a variety of reasons. Service researchers have ignored the existence and impact of socially unacceptable services on consumers and society for too long. Research limitations/implications Given the expanding role of the transformative service research (TSR) paradigm in the services marketing domain, especially given its emphasis on exchanges that influence consumer and societal well-being and the reality that many socially unacceptable services profoundly influence consumer and societal welfare in both positive and negative manners, the time is opportune for service researchers to begin exploring socially unacceptable services from a TSR perspective. Practical implications Given that buyers and sellers who enter socially unacceptable exchanges often seem satisfied by doing so, the authors encourage researchers to unearth how consumers obtain value from these exchanges and to explore whether consumers enter these exchanges with full information to make informed decisions. Originality/value This viewpoint is one of the first to provide authors with an impetus to begin research program in socially unacceptable services and offers researchers a list of potential research topics in this new area. The authors believe that socially unacceptable service research may emerge as a separate research paradigm.

PurposeThis paper aims to explore the potential contributions of the for-profit sector in integrating resources with social marketing organisations for value co-creation at the meso level (midstream) of the social marketing eco-system. The paper addresses calls for further theorisation and understanding of value co-creation beyond the micro level (downstream). Design/methodology/approachThe paper draws from social marketing, value co-creation and eco-systems literature to present a conceptual model for meso-level value co-creation between social marketing and for-profit organisations. FindingsThe paper proposes four dimensions of resources which can be integrated: cognitive, labour, economic and network. Additionally, it is proposed that from these integrated resources, three co-creation outcomes can be achieved – co-learning, co-design and co-production – which lead to improved value propositions. Practical implicationsThis paper offers a framework for strategic planning and evaluation regarding partnerships and collaborations with for-profit organisations, which potentially lead to greater value propositions being offered. Originality/valueThis paper furthers the theoretical discussions and understanding of value co-creation in social marketing at the meso level. The paper identifies a new actor – for-profits – as a potential collaborator for value co-creation with social marketing organisations and contributes new understanding about value co-creation at the meso level between social marketing and for-profit organisations. Further, the paper describes and reviews the potential contributions of for-profits to social marketing efforts.

Purpose The purpose of this paper is to advance the current understanding of organisational conditions that facilitate service design. Specifically, the focus is on organisational capabilities, interactive practices and individual abilities as units of analysis across service system levels. Grounded in design principles, the paper conceptualises and delineates illustrative service design conditions and introduces a respective service design capability-practice-ability (CPA) portfolio. In doing so, an emerging microfoundations perspective in the context of service design is advanced. Design/methodology/approach Conceptual paper. Findings This paper identifies and delineates a CPA that contributes to service design and ultimately customer experiences. The service design CPA consists of six illustrative constellations of service design capabilities, practices and abilities, which operate on different organisational levels. The service design CPA builds the foundation for in-depth research implications and future research opportunities. Practical implications The CPA framework suggests that if an organisation seeks to optimise service design and subsequent customer experiences, then individual- and organisational-level (cap)abilities and interactive practices should be optimised and synchronised across specific CPA constellations. Originality/value This paper provides the first microfoundations perspective for service design. It advances marketing theory through multilevel theorising around service design capabilities, practices and abilities and overcomes extant limitations of insular theorising in this context.
