How hotel responses to online reviews differ by hotel rating: an exploratory study

Purpose – The purpose of this paper is to investigate how hotels respond to online reviews on a third-party Web site (such as TripAdvisor) based on the hotel’s star rating. Design/methodology/approach – Content analysis was used to compare responses to online hotel reviews at five different levels of hotel based on a star-rating system ranging from one star to five stars. Findings – Most hotel managers’ response rates were low, and they paid the most attention to positive comments. Managers at four- and five-star hotels more often responded to negative online reviews. Guest service manager was the most common job title of managers who responded to guests’ reviews. Research limitations/implications – This paper is limited to an analysis of ten hotels, two for each of the five-star ratings. More hotel cases with long-term data collection involving the use of the star-rating system may provide more insights on this discussion. Practical implications – The exploratory study sought to identify strategies for managing online reviews in the lodging industry. Hotel managers should respond to negative online reviews with appreciation, apology and an explanation of what went wrong. Moreover, hotels may need a designated person to observe and respond to guest comments on their Web sites and third-party Web sites. A designated person is also needed to monitor online comments and communicate with guests to better manage the hotel’s online reputation. Originality/value – As an exploratory research project, this paper expands the understanding of hotel managers’ responses to their guests’ online reviews in an attempt to identify best practices for the industry.

PurposeDrawing on a sample of 520 negative reviews posted on TripAdvisor against all five-star hotels operating in Petra, Jordan, the purpose of this paper is to evaluate the response of luxury hotels to negative online reviews by considering the Response Rate (RR), the Response Time (RT) and the Response Content (RC).Design/methodology/approachA deductive content analysis was used on hotels’ managerial responses. Based on the literature review, a four-construct scheme was identified to guide the analysis including Appreciation; Apology; Explanation; and Incentive. The managerial responses were carefully read and manually coded based on the four-construct scheme. The time between the review posting date and the date of the managerial response was also recorded. Luxury hotel managers were also surveyed to obtain insights into their perceptions and practices with respect to online reputation management.FindingsThe findings call into question luxury hotels’ awareness of the harmful impact of negative online reviews. Specifically, the findings suggest that less than half of the negative reviews received a managerial response, and that more than half of these were standardized and did not refer to the issues raised in the reviews. The low response rate coupled with the hotel managers’ consensus on the importance of answering all online reviews indicates inconsistency between hotel managers’ perceptions and practices with regard to online reputation management.Originality/valueThe paper adds to the ongoing debate on reputation management in the hospitality industry by considering the managerial response to negative online reviews. The paper discusses several managerial implications for hotel managers as well as avenues for future research.

Purpose From experiences recollections, this study aims to explore the place of emotions in the souvenir’s step of the family consumption process of luxury hotels stays. Design/methodology/approach To explore the emotional dimension, this exploratory research is based on a triple qualitative approach (software, manual and a psychology-based approach). In total, 1,055 e-reviews, following a family stay in four- and five-star hotels, were collected. Findings The findings highlight an omnipresent emotional dimension in the recollections of experiences of consumers who have travelled with their families. These emotional traces differ according to the hotel’s positioning. Overall, positive emotions are much more prominent in the most luxurious hotels, while negative emotions are more related to the four-star hotels. Moreover, the four-star hotels reviews mainly associate emotions with the tangible aspects of the offer. Those in five-star hotels are more structured through intangible aspects. Research limitations/implications The study of family decision-making dynamic, with a focus on the role of each family member, is a first perspective. That of experiences recollections apart from the digital approach is also to be considered. Practical implications On the one hand, the objective is to extend the literature about the role of emotions in a service consumption process, and especially in a family context, trying to understand the post-purchase step of these customers. On the other hand, it is interesting for hotel managers to identify to which aspects of the offer (e.g. comfort, room, catering, decoration) the emotional traces that have remained in the customers’ memory are associated. Originality/value This study considers the family unit in a new way, that of its emotional memories’ traces of luxury hotels experiences. The post-consumer stage of the purchase process based on many spontaneous online reviews analysis is investigated.

Purpose – The purpose of this paper is to examine visitors’ perceptions and relevant importance of social media when choosing a Mediterranean destination and also to explore the extent in which they believe it is important for them to belong to an online community with shared characteristics among its members. Design/methodology/approach – A stratified, based on nationality and gender, sample of 301 respondents of foreign arrivals of visitors in the Athens airport, Greece was collected in June and July 2014 based on the official Athens Airport Authorities Arrival Research. This is a partially exploratory research. Findings – Differences between age groups as far as the importance attributed to social media as sources of information about a tourism destination were found. The respondents, when using the internet for gathering information about a tourism Mediterranean destination, consider different online channels. Facebook is among the most important sources of information for them associated with the tourism destinations. Official web sites/blogs of the destination are the first source and photo sharing sites are the second most preferred source; sharing aesthetics of photos was found to contribute to the feeling of belonging to an on line travel community. Research limitations/implications – Further research will contribute to the development of greater understanding of the strategic approaches to social media and their use to promote a destination. Greek diaspora would be interesting to examine and geographical differences among groups. Practical implications – The paper denotes the importance for destination management organizations and companies, to fully employ the social media in their marketing efforts. Originality/value – The present study increases our understanding of the adoption of online and traditional communications in the visitor’s process for Athens, Greece, shedding light to the literature existing on the significance attributed to the online travel community belonging from visitors through sharing aesthetics of photos and associations of ideas based on age differences.

Purpose The importance of online reviews on online hotel booking has been widely acknowledged. However, not all online reviews affect consumers equally. Compared with common online reviews, key online reviews (KORs) have a greater influence on consumers' decisions and online hotel booking. This study takes the first step to investigate the factors affecting the identification of KORs and the role of KORs in online hotel booking.Design/methodology/approach To test the research hypotheses, this study develops a crawler to obtain 551,600 online reviews of 650 hotels in ten representative large cities in China. This study first uses a binary logistic regression to identify KORs by combining review content quality and reviewer characteristics and then uses a log-regression model to investigate the role of KORs in online hotel booking.Findings This study mined the factors affecting the identification of KORs by analyzing review contents and reviewer characteristics. Our results revealed that KORs play a mediating role in the effects of review content and reviewer characteristics on online hotel booking.Originality/value This study focuses on KORs, which have received limited attention in research but are important to practitioners. Specifically, this study investigates the antecedents and consequences of KORs. Our results enable hotel managers to manage online reviews effectively, particularly KORs.

Purpose Due to their very different contexts, the responses made by property hosts to online reviews can differ from those posted by hotel managers. Thus, the purpose of this study is to investigate the determinants of the responding behavior of hosts on peer-to-peer property rental platforms. Design/methodology/approach This study applied a comprehensive framework based on the theory of planned behavior. Empirical models are constructed based on 89,967 guest reviews with their associated responses to reveal the responding pattern of property hosts. Findings Unlike hotel managers, property hosts are more likely to reply to positive than to negative reviews; moreover, when they do choose to respond to negative reviews, they are likely to do so negatively, in a “tit-for-tat” way. This study also finds that one reason for the difference of responding patterns between property hosts and hotel managers is the hosts’ lack of experience of consumer relationship management and service recovery. Research limitations/implications This study provides a good start point for future theoretical development regarding effective responding strategy on peer-to-peer property rental platforms, as well as some useful implications for practitioners. Originality/value This study is an early attempt to analyze the impact of the particularity of emerging platforms on the responding behavior of service providers based on a comprehensive conceptual framework and empirical model thus provides a good starting point for the further investigation of effective response strategies on these emerging platforms.

Purpose Product ratings and reviews are popular tools to support buying decisions of consumers. Many e-commerce platforms now offer product ratings and reviews as ratings and reviews are valuable for online retailers. However, luxury goods industry is somewhat slow to adapt to the digital terrain. The purpose of this paper is to answer “how luxury consumers see user-generated product ratings and reviews for their online shopping experience and what important factors or values are perceived by the luxury consumers when they shop online?” Design/methodology/approach To understand how luxury consumers use product ratings and reviews before buying online, a survey with a situational set up of variations of rating, review and price options in association with a number of hypothetical luxury goods was conducted among 421 global luxury consumers out of over 6,000 people. The study was carried out from September to October 2018 for six weeks in the form of online and mobile survey. User population is high net-worth individuals or luxury consumers derived from the author’s various professional and social networks and communities. Their geographical coverage would be global, but concentrated around the major cities. Findings The survey shows that ratings and reviews can be important source of information for luxury consumers. Online ratings and reviews are rated as helpful by 76.01% of the participants. People who chose the highly rated one (4.8/5) over the poorly rated (3.7/5) was 86.94%, while all else such as product category, star rating and price range are about the same. Feedback from the open question survey indicates that the perceived helpfulness of rating and review systems could vary. Comparing user reviews is time-consuming because of unstructured nature of contextual reviews and the relative nature of human perception on the rating scale. Research limitations/implications There are two aspects of ratings and reviews playing an important role for luxury consumers’ buying decision. First, it is about helpfulness of collective rating score. Luxury consumers see a user-generated rating score and use the score when they make a choice even if the rating is not an absolute, but relative figure, not exactly like the star rating system in the hotel industry. Second, there is discrepancy between the status of the brand in association with its price position and perceived value as the industry does not cope with classifying their brands in any official star rating system. Practical implications Consumers need compact and concise information about the products they need. When there are only a few potential products left in their short wish-list, full user reviews can be helpful to get more details and general opinions about the products on the short list before making a final decision. In that regard, a primary indicator that will guide through the decision-making process of the luxury consumers would be the trustworthiness of user rating of each product in an aggregated score along with a potential use of sub-ratings, which has to be visible from the product landing page. Originality/value Even if there is a wide use and ubiquitous nature of product ratings and reviews in other consumer products, the author is curious about how luxury consumers use ratings and reviews for their buying decision because there are not that many researches done previously in spite of the importance of this issue. Luxury goods industry has hit €320bn in 2017 according to Bain and Co., and 25% of the trading volume will be replaced by the digital commerce by 2025.

Purpose – The aim of this paper is to contribute to the understanding of backpackers’s evaluation of service quality provided by hostels by developing a battery of items to assess perceptions of the overall hostel experience. Design/methodology/approach – Scale development took a mixed approach that combines qualitative and quantitative research. First, the authors performed a content analysis of reviews provided by guests in hostel booking web sites, in-depth interviews with hostel managers and focus groups with guests, to develop a battery of items to assess the hostel experience from the guests’ perspective. Then, a quantitative survey (n = 222) was conducted, to explore the dimensionality of service quality in this sector. Lisbon hostels are the target of this study, as they received several awards based on the online reviews of backpackers. Findings – The results revealed that service quality is a multidimensional concept and includes six dimensions, namely, social atmosphere, location and city connection, staff, cleanliness, security and facilities. Regression results revealed that the social atmosphere appears to be a core service dimension crucial to create a sense of hostel guest’s overall quality. Originality/value – The findings suggest that service quality scales should incorporate the specific characteristics of the hotel industry. The quality of the staff and the social atmosphere are of utmost importance to enhance the hostel backpacker experience.

PurposeThis study aims to develop a measurement model to help hotels manage their reputation within the context of online reviews and ratings platforms and evaluate the impact of this reputation management on the benefits derived by the hotels, as perceived by their managers.Design/methodology/approachPartial least squares was used to assess the model and make a causal predictive analysis, using data from a survey of a random sample of 335 Spanish hotel managers and personnel involved in reputation management.FindingsThis study shows the operationalization of hotel reputation management as a superordinate second-order construct affecting six individual first-order dimensions, strongly impacting on three key benefits as perceived by hotel managers (i.e. financial benefits, customer relationship benefits and customer-based brand benefits), within the context of online review platforms.Practical implicationsBased on the results of this study, hotel managers can improve the effectiveness of their management of ratings and reviews. They can also learn which aspects they should focus on when managing ratings and reviews.Originality/valueBased on the opinions of hotel managers, a causal model for managing online reviews was developed and validated. This study shows how reputation management affects the benefits derived by hotels as perceived by their managers.

Purpose The purpose of this study sought to identify the main themes linked with wine hotel experiences, based on tourists’ narratives shared online, and to investigate whether these narratives vary according to traveler type. Design/methodology/approach Content analysis was carried out on 4,114 online reviews of 52 wine hotels located in 27 wine regions across 11 nations in both the Old and New World. Findings The analysis of these web reviews revealed that narratives can be grouped under 11 themes organized into 7 main dimensions as follows: wine, lodging (i.e. hotel, area and room), food service (i.e. restaurant and breakfast), scenery (i.e. views and vineyards), staff, transportation and recommendation. The main narratives vary according to traveler type. Practical implications Improving the present understanding of wine tourists’ experiences should help wine hotel managers find new approaches to enhancing visitors’ satisfaction. As the dimensions of wine tourism experiences shared online vary according to traveler type, wine managers can design their offer to target families, couples, friends, solo and corporate clients. Originality/value Prior research has identified the need for market segmentation in the wine tourism industry. This research addresses this need by specifying the wine tourism experience according to traveler type. The breadth of the data, and the method of using travelers’ own testimony as opposed to more common surveying are additional contributions for both academics and managers.

Purpose The purpose of this paper is to report on the research carried out in Québec as part of a master’s degree for the IÉSEG School of Management on behalf of Kéroul, an organization whose mission is to make tourism and culture accessible to people with disabilities. Established over 30 years ago and active largely in Québec, Kéroul has observed a lingering reluctance on the part of tourism industry operators to meeting the needs of disabled visitors. In the research, we set out to answer the following question: how can Kéroul encourage tourism establishments to develop accessibility? In light of the hotel industry’s key role in tourism, exploratory research was conducted with 30 Québec hotel managers through extensive individual interviews. Design/methodology/approach The exploratory research took the form of in-depth interviews with hotel managers. The sample was selected after conferring with Kéroul and a Québec hotel association. As a first step, a jointly written letter was sent to managers who were association members, inviting them to be interviewed. Findings Some respondents showed an interest in accessibility, seen as a means of attracting group bookings; others confirmed that accessible rooms rented well to guests from all categories. Nonetheless, most were skeptical about the economic value of the disabled market. They were also poorly informed about this type of clientele, the concept of accessibility and the facilities “barrier-free” tourism requires. Originality/value Until now, the literature on accessible tourism has generally accentuated the needs of disabled consumers and analyzed their behavior with regard to tourism. Arguments to demonstrate the market potential of tourists with disabilities have ensued. The need to meet this demand was expressed while highlighting the low degree of consideration given to the disabled market by tourism professionals at present. However, few publications treat accessibility as a viable business opportunity. The study reveals the concerns and views of tourism industry professionals vis-à-vis accessibility and is all the more relevant, given the current context in Québec.
