Comunicación de crisis (2008-2018). Revisión de los principales avances de conocimiento empírico en gestión de comunicación

Most organizations face crisis situations that jeopardize the trust of their stakeholders. Crisis communication has become one of the most prominent areas both in practice and in public relations research. This study presents a quantitative analysis of recent scientific research in crisis communication to assess the situation and discover the main current advances in the area. Journal articles from six prominent international databases were selected: Proquest Research Library, ABI/ Inform Collection, EBSCOhost Academic Search Complete, EBSCOhost Business Source Complete. EBSCOhost Communication & Mass Media Complete and Elsevier’s Science Direct Journals Complete. Specifically, a total of 143 scientific articles published between 2008 and 2018 were collected and analyzed from six international peer-reviewed journals specialized in public relations and crisis communication, as well as the main crisis management journals included in the Web of Science and Scopus: Public Relations Review, Journal of Contingencies and Crisis Management, Corporate Communications, Journal of Public Relations Research, Journal of Communication Management and International Journal of Strategic Communication. The review of these texts led to the establishment of five hypotheses corresponding to the six stated objectives. Content analysis was used as the quantitative technique, focusing on the following elements: themes, theories, methods, results, and geocultural characteristics of the authors. The results reveal the research trends in the area over the last decade. Resumen La mayoría de las organizaciones se enfrentan a situaciones de crisis que ponen en peligro la confianza de sus grupos de interés. La comunicación de crisis se ha convertido en una de las áreas más prominentes tanto en la práctica como en la investigación de relaciones públicas. Este estudio presenta un análisis cuantitativo sobre la investigación científica reciente en comunicación de crisis, con el fin de recoger el estado y los principales avances actuales en esta área. Para ello, se han seleccionado artículos de revistas presentes en seis bases de datos internacionales destacadas: ProQuest Research Library, ABI/Inform Collection, EBSCOhost Academic Search Complete, EBSCOhost Business Source Complete, EBSCOhost Communication & Mass Media Complete y Elsevier ScienceDirect Journals Complete. En concreto, se han recogido y analizado 143 artículos científicos publicados entre 2008 y 2018 en seis revistas internacionales revisadas por pares referentes de relaciones públicas y comunicación de crisis, así como la principal de gestión de crisis, incluidas en las bases de datos de evaluación Journal Citation Reports (JCR) y Scopus-CiteScore: Public relations review, Journal of contingencies and crisis management, Corporate communications, Journal of public relations research, Journal of communication management e International journal of strategic communication. La revisión de los textos ha desembocado en el establecimiento de cinco preguntas de investigación, correspondientes a seis objetivos. La técnica cuantitativa empleada ha sido el análisis de contenido, que se ha enfocado sobre los siguientes elementos: temas, teorías, métodos, resultados y características geo-culturales de los autores. Los resultados muestran las tendencias investigadoras del área en la última década.

This paper analyzes trends related to the role of social media in crisis communication. The author posed a question about the attitudes of online media actors (communication, public relations and marketing experts) towards using social media as a strategic communication tool in times of crisis; Emphasis on two different crises: the 2016 Turkish political crisis and the global health pandemic (COVID-19) in 2020. Communications actors' perceptions and behaviors of social media in times of crisis were tracked through a mixed method (a content analysis of 40 online publications about the military coup attempt in Turkey, and 20 semi structured in-depth interviews about the usage of social media during the quarantine period). The results showed that social media is a lifeboat that is provided to organizations in times of crisis, as communication with customers becomes a vital factor in managing critical situations. Meanwhile, some participants expressed reservations about confidence in the use of social media in times of crisis, stressing that these networks are a double-edged sword. As the keyword for crisis management, a strategic communication plan should take place via social media to discuss customer inquiries with clients, answer their questions, and try to reduce their anxiety, according to the interviewee.

The paper reviews crisis communications as the main marketing instrument of corporate anti-crisis management in its operational practice affected by the global oversupply of generic products, free access to data bases and availability of equal technical feasibility of competing agents, which lays special emphasis on intangible assets whose monetary value is proportionate to the quality of external corporate communications. Combining the mechanisms of anti-crisis management, public relations technologies, communication technologies and risk-management techniques in the modern volatile environment, crisis communication management is a generalized instrument which naturally creates the value of intangible assets, hence the company’s goodwill. The article presents the examples of successful use of crisis communications for the increase of their own capitalization by investment and financial organizations, telecommunications companies, internet providers and software developers, i. e. companies specializing in non-tangible assets and relying on the efficient use of crisis communications.

O artigo descreve os rituais e as estratégias de relações públicas utilizadas pelas assessorias de comunicação de empresas e organizações dos diversos segmentos, atuantes no mercado nacional, realizadas por meio de ações, programas e planos estruturados de gestão de crises.  Analisa ainda as vulnerabilidades da identidade, imagem e reputação organizacionais, os processos narrativos, as táticas aplicadas, a preparação dos porta-vozes, a função dos comitês de crises, a efetividade na intermediação das relações entre as organizações e a imprensa e as suas interfaces com a opinião pública.   PALAVRAS-CHAVE: relações públicas; crise; comunicação; opinião pública; reputação.     ABSTRACT The article describes the rituals and strategies of public relations used by the communication advisors of companies and organizations of the various segments, operating in the national market, through actions, programs and structured plans of crisis management. It also analyzes the vulnerabilities of organizational identity, image and reputation, narrative processes, tactics applied, preparation of spokespersons, the role of crisis committees, effectiveness in mediating relations between organizations and the press and their interfaces with public opinion.   KEYWORDS: public relations; crisis; Communication; public opinion; reputation.     RESUMEN El artículo describe los rituales y las estrategias de relaciones públicas utilizadas por las asesorías de comunicación de empresas y organizaciones de los diversos segmentos, actuantes en el mercado nacional, realizadas a través de acciones, programas y planes estructurados de gestión de crisis. In this study, we investigate a sample of 15 popular crisis management books (PCMBs), written by crisis consultants and published between 1986 and 2018 in the United States or in the United Kingdom. The aim of the study is to examine (1) how the authors of PCMBs position themselves in front of their readers, clients, and competitors, including public relations professionals and academics; (2) how they understand and present organizational crises and the practice of crisis management and crisis communication as their field of expertise; and (3) how they promote this expertise using various types of message strategies and rhetorical packaging. The findings of the study reveal that PCMBs are more diverse than expected and that they cover important aspects of crisis management often neglected by academic publications. The article concludes with some implications for practice, research, and education.

Background While hospitals are complex and unique organizations, they are not often the subjects of crisis communication research.Analysis Through an analysis of each stage of the crisis communication process (preparedness, execution, and post-crisis), this study seeks to analyze and evaluate the crisis response of Canadian hospitals from a strategic communication perspective.Conclusions and implications This study reflects the findings of similar research in the field, confirming that hospitals in Ontario are indeed more prepared to face issues and crises that they have faced in the past. This study also demonstrates how integration between crisis communication and operational crisis management helps to foster a robust crisis preparedness strategy and a unified crisis response. Contexte Bien que les hôpitaux soient des organisations complexes et uniques, elles ne font pas souvent l’objet de recherches en communication de crise.Analyse En examinant chaque étape de la communication de crise (préparation, exécution, bilan), cette étude cherche à analyser et évaluer, par l’entremise de la communication stratégique, comment les hôpitaux canadiens répondent aux crises.Conclusion et implications Cette étude, à l’instar d’études comparables menées dans le domaine, confirme que les hôpitaux en Ontario sont mieux préparés pour gérer des problèmes et des crises qu’ils one déjà eus à gérer. L’étude démontre en outre qu’en associant la communication de crise et la gestion de crise opérationnelle, on peut développer une meilleure stratégie de préparation aux crises et assurer une gestion mieux coordonnée de celles-ci quand elles surviennent.

Purpose This paper aims to investigate the conceptualisation of corporate communication management (CCM) and its dimensionality from the practitioners’ perspectives. It proposes to validate an operational definition and dimensions of the CCM construct, which have not been identified in the literature. Design/methodology/approach The initial concepts are based on academic literature and followed by 12 face-to-face interviews with corporate communication practitioners and consultants from Malaysia to confirm the practicality of each dimension. QSR Nvivo Version 9.0 software is used to analyse the qualitative data. Then, the data are classified through deductive content analysis based on key words or themes. Findings The diverse perspectives are shown from the practitioners and consultants on the dimensionality of CCM. Most of the interviewees suggest that CCM dimensions include corporate advertising, corporate affairs, investor relations and employee communication within the corporate communication and other departments. They also found the public relations and media relations are clearly under corporate communications manager’s supervision. This research confirms the concept of CCM and its dimensionality to operationalise the CCM construct. The CCM dimensions also offer opportunities for further research to develop the measurement scales. Originality/value This research contributes to the clarification on the subject matter by developing clear concepts of the CCM and by offering insights about the role of the CCM dimensions, which help managers to more successfully incorporate the CCM dimension into the corporate management strategy. This paper also examines the concept of CCM and confirms its dimensionality, which helps in developing the CCM measurement for further quantitative research.

The paper reports on some of the research results and achievements on international scientific projects: "Croatian media communication in a convergent environment" (Faculty of Graphic Arts, University of Zagreb, Zagreb, Croatia) and "Strategic Communication Management" (Alma Mater Europaea - EASA, Maribor, Slovenia). The aim of this research work is a paradigmatic presentation and publication of separately selected thematic media research paradigms in a systematic paradigmatic communication chain that affirms culture, media and public relations (Case study: "Media, Culture and Public Relations" (2012-2020)). The paper uses qualitative and quantitative paradigmatic ontological, epistemological, axiological, rhetorical and communication research methodology. Project paradigmatic research was conducted in the time limits from 2012 to 2020. The obtained research results and conducted communication analysis of the essence and form of media communication culture and public relations is a new paradigmatic scientific contribution to the culture of media communication and the advancement of the role and function of public relations in the new inclusive information society.

Purpose – The aim of this paper is two-fold: to describe and to consider the implications of the synthesis between terrorism, the media and strategic communication, using the Norway attacks as an example; and to describe and analyze the challenges and execution of crisis communication during and after the Norwegian attacks. Design/methodology/approach – The article is based on earlier research and secondary data (an extensive assessment made by the Norwegian police authority in 2012), as well as a minor media analysis focusing on representation of the perpetrator. An interview with two high-ranking communication officials working for the crisis management coordination secretariat in Norway has served as supplementary material. Findings – The crisis challenged the linear process of standard planning and information transmission. The terrorist attacks in Norway and how they were framed, especially before the perpetrator was identified, are linked to a global discourse on terrorists, and demonstrate the need for developing specific terrorism crisis communication theory. The news media coverage gave the perpetrator and his political messages publicity, but more as a lone disturbed individual, associated with school shootings more than with terrorism. There is a need for increased knowledge about terrorism as strategic communication or public relations. The variety among stakeholders and the increased possibilities for terrorists to control and plan their communications in have implications during all phases of a crisis. New strategies and tactics that oppose and defeat the terrorist's communication goals must be developed. Originality/value – The article views terrorism from a communication perspective and develops important questions about the relationship between terrorism, media, strategic communication and crisis communication.
